Explain the service logic and define service systems

Definition service logic:
Only the customer creates value when using resources for the purpose of the customer
value-‐in-‐use). The provider co-creates value by providing such resources.

Definition service system:
„…a dynamic value co-creation configure of resources, including people, organizations, shared information and
technology, all connected internally and externally to other service systems by value propositions“

Name four key influences on customer expectations and  describe one.

Price,    alternatives    available,    marketing,    word-of-mouth,    previous    experience,    customer's    mood    /    attitude,    confidence

Description: Marketing can influence customer expactations with emotions. for example image of products, (toffifee have fun with the family)

Explain    key    characteristics    of    service    and    the    impact    of
these    characteristics    on    service    management.

Intangibility:    Difficult    to    evaluate    the    result    upfront,    Quality    not    clear    before    finalized
Heterogenity:    Low    level    of    standardization,    Quality    difficult    to    measure
Inseperability:    Direct    customer    interaction    throughout    the    whole    process,    Customer    is    part    of    the    service    delivery    process
Perishability:    Cannot    be    produced    in    advance,    Variations    of    volume    cannot    be    buffered

What    determines    output    quality    for    service?

Technical    quality    (What):    Is    the    outcome    of    the    service    process
Functional    quality    (How):    Are    following    attributes    of    the    Process:    Attitudes:    Behaviors,    Accessibility,    Punctuality,    Trustworthiness,    Capability    to    handle    failures
and    mistakes

What    is    the    difference    between    warranty    and    utility?
Give    an    example.

Warranty    describes    how    the IT service is delivered    (fit    for    use),   warranty    reduces    the    performance    variation.

Utility is what    the    customer    receives    (fit    for    purpose).    Utility    increases    the    performance    average.

Example: a    hairdresser,

Utitily    -    a    fresh/cool    look

Warranty    -    you    don´t    have    to    wait    for    a    long    time

What    are    the    general    roles    for    all    ITIL    processes?
Describe    the    characteristics    of    these    roles

Service    Owner:    accountable    for    the    delivery    of    a    specific    IT    service
Process    Owner:    accountable    for    ensuring    that    a    process    is    fit    for    purpose
Process    Manager:    responsible    for    the    operational    management    of    a    process

Differentiate between internal, shared and external service providers.

internal:    embedded    in    a    business    unit
shared:    more    than    one    business    unit
external:    external    customers

Explain    the    different    parts    of    the    service    portfolio.
What    is    the    difference    between    the    service    portfolio    and
the    service    catalogue?

Service    Pipeline:    services    planned    and    under    construction
Service    Catalogue:    active    Services,    can    be    ordered    by    customers
Retired    Services:    non-active    outdated    service

Difference:    Service    catalogue    is    part    of    service    portfolio

Underpinning    contract    (UC),    Operational    Level    Agreements
(OLA)    and    Service    Level    Agreements    (SLA)    are    all    described
in    the    Service    Level    Management.    Explain    their    purpose
and    differences

Contracts    define    the    value    exchange    of    different    parties    involved.    OLAs    are    made    between    the    IT    organization    and    an    internal    supplier,    UCs    describe    the
delivery    from    an    external    provider.    SLA    describe    the    service    quality,    availability    and    penalties    between    the    IT    organization    and    the    costumer.

Explain    the    role    of    the    Service    Design    phase    in    the    Service
Lifecycle.

The    purpose    of    SD    is    to    design    IT    services    according    to    the    provider’s    strategy.    The    objective    is    to    design    IT    services    so    effectively    that    minimal    improvement
during    their    lifecycle    will    be    required

What    kinds    of    changes    do    exist?
How    are    they    defined    and    what    typical    triggers    do    they
have?

Standard    change:        A    pre-authorized    change    that    is    low    risk,    relatively    common    and    follows    a    procedure    or    work    instruction.
Emergency    change:    A    change    that    must    be    implemented    as    soon    as    possible,    for    example    to    resolve    a    major    incident    or    implement    a    security    patch
Normal    change:    Any    service    change    that    is    not    a    standard    change    or    an    emergency    change.
Trigger:    strategic    changes,    change    to    one    or    more    services,    operational    change,    changes    to    deliver    continual    improvement

What    general    concepts    does    Service    Transition    contain?
Explain    the    purpose    of    Change    Management.

General    concept    of    ST:    to    ensure    that    new,    modified    or    retired    services    meet    the    expectations    of    the    business    as    documented    in    the    service    strategy    and
service    design    stage    of    the    lifecycle
Purpose    of    CM:    To    control    the    lifecycle    of    all    changes,    enabling    beneficial    changes    to    be    made    with    minimum    disruption    to    IT    services

How    do    requests    for    change    differ    from    change    records?

A    request    for    change    is    a    formal    proposal    for    a    change    to    be    made,    whereas    a    change    record    is    a    logical    record    that    contains    details    of    a    specific    change.

Briefly    explain    and    point    out    the    differences    between    the
objectives    of    Incident    Management    and    Problem
Management.

Incident    Management:
-    Ensure    that    standardized    methods    and    procedures    are    used    for    efficient    and    prompt    response,    analysis,    documentation,    ongoing    management    and    reporting
of    incidents
-    Increase    visibility    and    communication    of    incidents    to    business    and    IT    support    staff
-    Enhance    business    perception    of    IT    through    use    of    a    professional    approach    in    quickly    resolving    and    communicating    incidents    when    they    occur
Problem    Management:
-    Prevent    problems    and    resulting    incidents    from    happening
-    Eliminate    recurring    incidents
-    Minimize    the    impact    of    incidents    that    cannot    be    prevented

What    is    the    difference    between    an    incident    and    a    problem?

Incident:    an    unplanned    interruption    to    an    IT    service    or    reduction    on    the    quality    of    an    IT    service.    Failure    of    a    CI    that    has    not    yet    impacted    an    IT    service    is    also    an
incident    (e.g.    failure    of    one    disk    from    a    mirror    set).
Problem:    the    underlying    cause    of    one    or    more    incidents

Which    types    of    events    does    ITIL    define    in    Event
Management?    Give    for    each    a    short    example.

Informational    events,    e.g.    "A    user    has    logged    into    an    application"
Warning    events,    e.g.    "A    user    has    logged    into    an    application    with    an    incorrect    password"
Exception    events,    e.g.    "The    completion    time    of    a    transaction    is    10%    longer    than    normal"

Describe    the    steps    of    the    Deming    cycle.

Plan    –    what    needs    to    happen,    who    will    do    what    and    how?
Do    –    execute    the    planned    activities
Check    –    check    whether    the    activities    yield    the    desired    result
Act    –    adjust    the    plan    in    accordance    to    the    checks

What    is    the    purpose    of    Continual    Service    Improvement?
Explain    this    by    using    the    7-step    Improvement    Process.

The    purpose    of    CSI    is    to    align    IT    services    with    changing    business    needs    by    identifying    and    implementing    improvements    to    IT    services    that    support    business
processes.
1)    Identify    the    strategy    for    improvement
2)    Define    what    you    will    measure
3)    Gather    the    data
4)    Process
5)    Analyze    the    information    and    the    data
6)    Present    and    use    the    information
7)    Implement    improvement

Can    Cobit    5    and    ITIL    be    used    together?

Yes,    because    the    service    processes    of    Cobit    5    were    set    out    with    ITIL    process    in    mind.    ITIL    and    Cobit    5    can    be    implemented    together    by    using    the    Cobit    5    to    ITIL
mapping.

Describe    the    challenges    in    ITSM    implementation

Lack    of    executive    sponsorship,    Business    understanding    of    ITIL    objectives,    Lack    of    resource    time    or    people,    Lack    of    internal    knowledge/skills    relating    to    ITIL    ,
Organization/cultural    resistance    to    change    ,Maintaining    momentum/progress    stagnates

Describe    the    high-level    process    mapping    of    ITIL    v3    and
COBIT    4.1.

COBIT    Plan    &    Organise    :    ITIL    Service    Strategy    /

COBIT    Aquire    &    Implement    :    ITIL    Service    Transition    /

COBIT    Deliver    &    Support    :    ITIL    Service    Design    &    Service   Operatoin    /

COBIT    Monitor    &    Evaluate    :    ITIL    CSI

What is the diference between IT-Management and IT-Governance? Explain these differences by referring to ITIL and Cobit 5

T    Governance    describes    the    IT    Framework    within    the    IT    Management    shall    operate.    The    purpose    of    IT    Governance    is    to    ensure    that    IT    supports    the    company  goals.
